Insbesondere durch seine strategischen Potenziale in den Bereichen Kundenbeziehungs- und Qualitätsmanagement kann es nachhaltig zur Verbesserung der unternehmerischen Wettbewerbsfähigkeit beitragen. Allerdings belegt die empirische Beschwerdeforschung, dass es bislang nur in unzureichendem Maße gelingt, diese strategischen Potenziale effektiv zur Stärkung der betrieblichen Wettbewerbsposition zu erschließen. Martin Mende entwirft das strategische Planungskonzept eines marktorientierten Beschwerdemanagements. Es zielt darauf ab, funktionale Wettbewerbsvorteile zu generieren und die Effektivität des Beschwerdemanagements als strategischem Faktor im Dienste der (Wettbewerbsfähigkeit der) Gesamtunternehmung zu optimieren. Sein Ansatz zur Strategieformulierung ist theoretisch gut fundiert und gleichzeitig auf die Umsetzung in der betrieblichen Beschwerdemanagement-Praxis ausgerichtet.
